What Is Human Handoff

Human handoff is the process of transferring a conversation from an AI system to a human when the AI reaches the limits of what it can handle. Plain-English definition.

Definition

Human handoff is the process of transferring an interaction from an automated system (typically a chatbot or AI agent) to a human team member when the situation exceeds the system's capability or confidence. A well-designed handoff passes the full context of the conversation to the human, so the customer or user does not have to repeat themselves. The trigger for a handoff might be an explicit user request ("let me speak to a person"), a detected emotional tone such as frustration or urgency, a topic the system is not trained to handle, or a confidence score that falls below a defined threshold. Why It Matters

AI systems are excellent at handling predictable, repetitive interactions, but they have limits. Some conversations require empathy, creative problem-solving, authority to make exceptions, or specialist knowledge that the AI does not have. The quality of the handoff moment defines the customer’s experience. A smooth handoff, where context is preserved, the transition is quick, and the human picks up where the AI left off, feels effortless. A poor handoff, where the customer is dumped into a queue with no context and has to explain everything again, is worse than having no AI in the first place. Getting handoff right is what separates AI that builds trust from AI that destroys it.

Example

An energy supplier uses an AI agent to handle billing queries. A customer contacts the chatbot about an unusually high bill. The agent pulls up the account, explains the usage breakdown, and answers two follow-up questions. The customer then reveals they have been struggling financially and asks about hardship support. The agent recognises this as a sensitive topic outside its scope, flags the conversation as requiring a specialist, and transfers it to a trained vulnerability advisor. The advisor receives the full conversation transcript and the customer’s account summary, so they can immediately focus on helping rather than gathering information the customer has already provided.
